Missed-Call Callback
Purpose: Win back callers who hung up, reached voicemail or called while every line was busy.
When to use: Every missed call and voicemail, within 30 minutes during allowed hours. Every new web form or text lead within 5 minutes.
Goal of the call: Reach the caller, find out what they needed, and book it, or route it, before they call a competitor.
Version: v1.0
Before you dial
- Missed call log: number, time, any voicemail
- Listened to the voicemail fully and noted the reason and any danger words
- Searched the number in the field service management system (existing customer? open job? member?)
- Checked the time in the caller's time zone (callbacks to someone who just called you are expected, but avoid very late or very early calls)
- Board open with available windows
Never do this: Never ignore a voicemail that mentions gas, smoke, burning, CO alarms, flooding or a vulnerable person. Call back immediately and run the Safety and Emergency Protocol. Never leave a missed-call list for the next shift without a written handoff.
Priority order for callbacks
- Voicemails with any safety words.
- Voicemails with no heat or no cooling, or active leaks.
- Existing members.
- All other missed calls, oldest first.
- Calls with no voicemail.
The flow
Stage 1: Opening
You: Hi, this is (YOUR NAME) from (COMPANY NAME). I'm returning a call from this number a few minutes ago. Sorry we missed you. Who am I speaking with? Them: This is (CUSTOMER NAME). Yes, I called about my water heater. You: Thanks for calling us, (CUSTOMER NAME), and thanks for picking up. Let me help you with that now.
Why it works: you take ownership of the miss, apologise once, and move straight to helping.
If they say: "I already booked with someone else."
You: I understand, and I'm sorry we missed you. I hope it goes well. If you ever need a second opinion or anything else, we're here. Would it be all right if I saved your number in case you need us?
Code UB-Timing or as your client codes "booked elsewhere", and note "lost due to missed call". This data shows the client the cost of missed calls.
If they say: "I didn't call you."
You: I'm sorry about that. We had a missed call from this number at (TIME). It may have been a mistake, or someone else in your home. Have a good day.
Code NL-Spam or NL-Other.
If it's about an existing appointment
You: Let me pull that up for you. (Help with the appointment.)
Code NL-Existing.
Stage 2: Continue as an inbound service call
From here, follow the Inbound Service Call script from Stage 2 (locate the record) to Stage 8 (restate and close), including the safety screen.
Stage 3: Web form or text lead (5-minute rule)
You: Hi (CUSTOMER NAME), this is (YOUR NAME) from (COMPANY NAME). You just sent us a request on our website about (REQUEST SUMMARY). Thanks for reaching out. Is now a good time to get that scheduled?
If no answer to a web lead
Leave a short voicemail, then send a text right away:
Hi (CUSTOMER FIRST NAME), it's (YOUR NAME) from (COMPANY NAME). Thanks for your request about (REQUEST SUMMARY). I just tried to call. Reply here with a good time, or call us at (OFFICE PHONE). Reply STOP to opt out.
Try again per the client's cadence (for example 1 hour later, end of day, next morning).
Stage 4: No answer on a missed-call callback
Leave a voicemail:
You: Hi, this is (YOUR NAME) from (COMPANY NAME), returning your call from (TIME). Sorry we missed you. Please call us back at (OFFICE PHONE), or reply to the text I'm sending, and we'll get you taken care of. Thank you.
Then send a text if the client allows texting to callers:
Hi, it's (COMPANY NAME) returning your call. Sorry we missed you! Reply here or call (OFFICE PHONE) and we'll help right away. Reply STOP to opt out.
Second attempt per client rule (for example 2 hours later). Then hand off.
Coach's note: Callers who hang up during a busy queue are often still standing next to their broken system, phone in hand. A callback within 5 minutes reaches many of them before they reach a competitor. Thirty minutes is the maximum, not the target.
Objections
| They say | You say |
|---|---|
| "Why didn't anyone answer?" | "I'm sorry, all our lines were busy with other customers. I'm here now and I'll take care of you." |
| "I waited on hold forever." | "I'm sorry about that, it shouldn't happen. Let's get you sorted quickly." |
| "Is this a sales call?" | "No, you called us at (TIME) and we're returning your call." |
After the call
(DATE) (TIME) local · (YOUR NAME) · Missed-call callback
Missed call at (TIME). Voicemail: (summary or none). Callback at (TIME), minutes to callback: (NUMBER)
Outcome: booked (details as Booking Standard), not a lead (code), booked elsewhere, or no answer (voicemail and text sent, next attempt (TIME))

- What is the maximum callback time for a missed call, and for a web lead?

- A caller says they already booked with a competitor. What do you note, and why?
- You have tried twice with no answer. What do you do next?
Answers
- 30 minutes for a missed call, 5 minutes for a web lead.
- Voicemails with safety words.
- "Booked elsewhere, lost due to missed call", because it shows the client the real cost of missed calls.
- Follow the client's cadence and, if your shift is ending, write it in the handoff for the next shift.
