Reply: Bug Report Confirmed, With Workaround

Customer Support CSR, Support Agent Email NQX-21

Purpose: confirm a product or website problem honestly, give a workaround, and commit to an update.

Use it when: you (or Tier 2) have reproduced the problem, or it matches a known issue the client has confirmed.

Goal: the customer can keep working, knows we take it seriously, and knows when they will hear more.

Version: v1.0

Before you send

  • Problem reproduced, or matched to a known issue in the team updates
  • Exact steps, device, browser type, app version and time noted
  • Workaround found and tested (from the knowledge base or Tier 2)
  • Bug reported to the client's product contact using the agreed path, with a reference
  • If many customers are affected, check for a master ticket and link to it

The flow

1. Thank and confirm

You: Hi (CUSTOMER FIRST NAME), Thanks for the clear steps. I was able to reproduce the problem where (SHORT DESCRIPTION), so this is on our side, not something you did.

Why it works: confirming it is not their fault removes frustration and self-doubt.

2. Workaround

You: While our team fixes it, this gets you the same result:

  1. (STEP ONE)
  2. (STEP TWO)
  3. (STEP THREE)

3. What happens next, with a date

You: I've passed it to our product team under reference (BUG REFERENCE). I'll update you by (DATE) even if the fix isn't ready yet. Best, (YOUR NAME)

Why it works: an update date, kept even with no news, is what customers remember.

If there is no workaround

You: I'm sorry, there isn't a way around this yet. Our team has it as a priority under reference (BUG REFERENCE). I'll update you by (DATE). (If the matrix allows: I've also (GOODWILL OPTION, for example extended your subscription by one week).)

If the bug cost them money (failed orders, wrong charges)

Fix the money first, then the bug. Check the order and payment records and follow the Billing Error reply. Escalate to Tier 2 if needed.

When the fix goes live

You: Hi (CUSTOMER FIRST NAME), good news: the problem with (SHORT DESCRIPTION) is now fixed. You can go back to (NORMAL WAY). Thanks again for reporting it so clearly. It helped us fix it for everyone.

Objections and tricky replies

Customer saysYou reply
"When exactly will it be fixed?""I don't have a date from the team yet, and I don't want to guess. I'll update you by (DATE) with whatever I know."
"This is unacceptable, I pay for this."Use STEER. "You're right to expect it to work. Here's what I've done (WORKAROUND, REPORT) and when you'll hear next."
"Can I get a refund for the time it didn't work?"Check the matrix (pro-rated credit, goodwill). Offer what is allowed or escalate.

After you send

Internal note:

Issue: bug, (SHORT DESCRIPTION). Checked: reproduced on (DEVICE, BROWSER TYPE), steps in note. Done: reported to product, ref (BUG REFERENCE); workaround sent. Promised: update by (DATE AND ZONE). Next: chase product team on (DATE).

Tags: bug, product area. Status: On-hold (waiting on product team). Link to the master ticket if one exists.

Never do this: never promise a fix date the product team has not given you, and never blame "the developers" or "the system". It is "our team" and "on our side".
