Reply: Escalated to the Senior Team (Holding Reply)
Purpose: tell the customer their case has moved to a senior person, why, and exactly when they will hear back.
Use it when: you escalate a ticket to Tier 2, the client or another team.
Goal: the customer trusts the handover and does not need to chase.
Version: v1.0
Before you send
- Escalation internal note written (Issue, Checked, Done, Promised, Next) with a recommendation
- Ticket assigned to the right person or team
- A realistic response time agreed or known from the client's escalation rules
- Customer has not been promised an outcome
The flow
1. Personal line and what you did
You: Hi (CUSTOMER FIRST NAME), Thanks for your patience. I've passed your case to our senior support team, because (REASON IN PLAIN WORDS, for example "the refund amount needs their approval").
Why it works: a reason makes the escalation feel like progress, not a brush-off.
2. No repeating needed
You: I've shared everything with them, including (PHOTOS, ORDER DETAILS, WHAT WE'VE TRIED), so you won't need to explain anything again.
3. When they will hear back
You: You'll hear from (NAME, or "a senior team member") by (TIME AND ZONE). If anything changes before then, reply here and it'll reach them. Best, (YOUR NAME)
Why it works: a named time is a promise the customer can hold us to.
If the customer asked for a manager
You: Of course. I've asked a senior member of our team to take this over, with everything we've discussed. They'll contact you by (TIME AND ZONE).
Never refuse a manager request. Never say "there's no manager".
If the senior team will be slower than the customer hopes
You: I know you were hoping for an answer today. Because this needs (REASON), the earliest reply is (TIME AND ZONE). I'll check on it myself at (TIME) and update you if anything moves faster.
Be honest about timing. Do not soften it into something you cannot keep.
Objections and tricky replies
| Customer says | You reply |
|---|---|
| "Why can't you just do it?" | "This needs approval above my level, which keeps decisions consistent and fair. I've made the case for you with all the details." |
| "I've waited long enough." | "You have, and I'm sorry. I've marked this as a priority, and you'll hear by (TIME AND ZONE)." |
| "Give me the manager's direct number." | "I'm not able to share direct numbers, but they have your case and will contact you by (TIME AND ZONE)." |
After you send
Internal note (escalation):
Issue: (SUMMARY). Checked: (WHAT). Done: (WHAT). Promised: senior reply by (TIME AND ZONE). Next: (TIER 2 OR CLIENT) to decide (WHAT). Recommendation: (OPTION).
Status: On-hold. Set a reminder 1 hour before the promised time to check that the reply is on track.
Coach's note: escalation does not end your ownership of the promise. If the senior reply is late, you are the one who updates the customer before the deadline passes.
