Reply: No Reply From the Customer, Follow Up and Close
Purpose: follow up politely when the customer has not answered, then close the ticket without closing the door.
Use it when: a ticket is Pending (waiting on the customer) and has had no reply for the client's set time.
Goal: the customer replies, or the ticket is solved with a clear way back.
Version: v1.0
Before you send
- Ticket really is waiting on the customer (we do not owe anything)
- Checked other channels: did they reply by chat, phone or a new ticket?
- Client's follow up timing checked (common pattern: reminder after 2 business days, final check after 4)
The flow
Follow up 1 (after about 2 business days)
You: Hi (CUSTOMER FIRST NAME), Just checking in on (ISSUE). To finish sorting it out, I still need (WHAT YOU ASKED FOR, for example "a photo of the damaged part"). Reply whenever you're ready, and I'll take it from there. Best, (YOUR NAME)
Why it works: restates the one thing needed, so they do not have to scroll back.
Follow up 2 and close (after about 4 business days)
You: Hi (CUSTOMER FIRST NAME), I haven't heard back, so I'll mark this as resolved for now. If you still need help with (ISSUE), just reply to this email, and it'll come straight back to us with all the history. No need to start over. Best, (YOUR NAME)
Why it works: closing politely keeps the queue clean and tells the customer the door is still open.
If something important is still at stake (refund, safety, money owed to the customer)
Do not auto-close. If we owe the customer money or the issue is serious, try another approved channel (phone or text if allowed), note it, and ask Tier 2 before closing.
If they reply after the ticket closed
Treat it like a returning customer. Read the full history, then pick up where you left off. Never ask them to explain again.
Objections and tricky replies
| Customer says | You reply |
|---|---|
| "Sorry, I was away." | "No problem at all, welcome back. Let's pick this up." |
| "Why did you close it?" | "We close quiet tickets so nothing gets lost in the queue. Everything's still here, and I'm on it now." |
After you send
Internal note:
Follow up 1 sent (DATE). Follow up 2 sent (DATE), no reply, solved. Customer can reopen by replying.
Status: Pending after follow up 1; Solved after follow up 2.
Coach's note: a closing message is not a failure. It is part of good service. A queue full of old Pending tickets hides the customers who really need you today.
