Reply: Public Review or Social Media Complaint
Purpose: respond to public complaints and reviews in a way that helps the customer and reassures everyone else reading.
Use it when: a customer posts a complaint or review on a review site or social media, and the client has authorized support to respond publicly.
Goal: the problem moves to a private channel to be solved, and the public reply shows the business cares.
Version: v1.0
Before you send
- Client has approved public replies by support, and the approved tone and sign-off
- Customer found in the system (order, tickets) if possible, without sharing anything publicly
- Any open ticket linked
- Wording approved by Tier 2 or the client for negative posts gaining attention (likes, shares, many replies)
The flow
1. Public reply: short, warm, no private details
You: Hi (CUSTOMER FIRST NAME), I'm sorry to read this. This isn't the experience we want for anyone. We'd like to fix it: please send us a private message with your order number, or email (SUPPORT EMAIL), and we'll take care of it today. (YOUR FIRST NAME), (COMPANY NAME) Support
Why it works: public empathy, private solution. Readers see a business that responds.
2. Private follow up (once they make contact)
Use the right reply for the issue (late order, refund, damaged item), with the STEER Method if they are upset.
3. Optional public close (after it is solved, if the client wants it)
You: Thanks for letting us sort this out, (CUSTOMER FIRST NAME). Glad your replacement arrived.
Never ask the customer to change or remove their review.
Positive review
You: Thank you, (CUSTOMER FIRST NAME)! We're so glad (SPECIFIC THING THEY PRAISED). We'll pass your kind words to the team.
Be specific to their review, never generic.
Review that seems false or not from a customer
Do not accuse publicly. Reply politely:
You: Hi, we couldn't find an order matching your name. We'd really like to help, so please message us with your order details.
Report it to the client, who decides whether to flag it with the platform.
Post with legal threats, safety claims or media attention
Do not reply. Escalate as Urgent per the Escalation Ladder. The client decides the response.
Objections and tricky replies
| Customer posts | You reply (publicly) |
|---|---|
| "Don't DM me, answer here!" | "Understood. We've looked into it and (GENERAL FACT WITHOUT PRIVATE DATA, for example 'a replacement is on its way'). We've also sent you the details privately." |
| Many angry replies from other customers | Escalate to Tier 2. One calm public reply, then private messages; never argue in the thread. |
| Sarcastic or mocking post | Same short, sincere reply. Never match the tone. |
After you send
Internal note on the linked ticket:
Public post on (PLATFORM TYPE) (DATE). Public reply sent (TIME). Customer contacted privately (yes or no). Issue: (SUMMARY). Next: (WHAT).
Tags: public complaint, platform type, root cause. Priority: High.
Never do this: never share order details, names, addresses or account information in a public reply, never argue or correct the customer publicly, and never offer anything in exchange for changing a review.
